As you think about your experience management (XM) efforts, it’s important to understand how people flow through the experiences in their lives — as customers, employees, patients, fans, citizens, students, etc. To help deepen that understanding, I’ve created a simple model, the Human Experience Cycle (HxC). As you can see in the chart below, the HxC is made up of five elements:

    Expectations: What a person anticipates will happen during an experience.
    Experiences: What actually happens to a person during an interaction.
    Perceptions: How a person views an experience based on their expectations.
    Attitudes: How someone feels about the organization.
    Behaviors: How a person choses to interact with an organization.

As alway, it was a great event; there’s almost nothing better than a group of enthusiastic CX professionals! We’ve come a long way since we had the first CXPA event at Fenway Park in 2011.

  6. I don’t think anyone will argue with the idea that customer expectations are changing fast and that it is very difficult for retailers to keep up. But the problem is not limited to retail, as pretty much anyone serving consumers finds themselves in this expectation loop. If a consumer has a great experience with a banking app, for example, all of a sudden he expects every retailer to offer something similar in terms of a digital wallet.

  7. For decades, the retail industry stood strong. Retailers emerged fairly unscathed during the first wave of the internet in the ’90s because consumers still by and large chose to shop in physical stores staffed with employees that strived to provide customer service. So, it was business as usual with a small number of wary execs cautiously eyeing the growing shift toward ecommerce.

  9. It's no surprise that greater employee engagement leads to better customer experience (CX). It makes intuitive sense and data proves the point. The Temkin Group, for example, has reported that companies with stronger financial performances and better CX have employees who are considerably more engaged than their peers. Not as well-known, though, is that superior CX requires more than general employee engagement.
