  4. In the two years I’ve been at Gartner, I’ve had hundreds of calls and meetings with clients about customer experience (CX), and I am regularly struck with how misunderstood it remains.

    CX is a hot topic in business today, which is evident not just from the many articles and blog posts you see but because 61 per cent of marketing leaders now report their companies have a CXO (Chief Experience Officer) or an equivalent role (although most do not report into the CMO).

  5. Any retail marketer knows that customer experience is critical. With numerous touch points — web site, in-store, Amazon, advertisements, contact centers and more — retailers are more responsible than ever for providing a great experience for customers regardless of the channel.

    The one aspect that factors into every customer touch point is content. Whether it is product information or a content marketing campaign, all details must be consistent — and in the customer’s language. According to a recent Forrester report, 80% of business leaders believe that content challenges prevent them from delivering on their business objectives. This is not very surprising when you consider the volume and velocity of digital content that makes its way across all of the customer communication channels. This level of content can be tough to manage if businesses do not have the right strategies in place.

  6. This customer experience (CX) thing can be a bit confusing and you'd be forgiven for wondering whether the current state of affairs is due to data management, complacency or both.

    It's one thing to say CX is everything to your company and quite another to actually deliver.

Customers understand the difference and realize that companies are simply rewarding customers that deserve it a little more. Fader uses the example of Stitch Fix, which offers a completely different box of clothes to each customer to create a one-of-a-kind experience. As technology and personalization continues to improve, Fader says that customized approach will become the rule more than the exception.

Businesses that have maintained an above-average American Customer Satisfaction Index (ASCI) in their industry for the ten years between 2004 and 2014, have delivered 400% the returns to shareholders as those with average scores (McKinsey, Putting customer experience at the heart of next-generation operating models). In the last decade, through the Great Recession, mastery in customer experience has delivered a CAGR of 15%.

    The shock factor is huge here, because it teaches us that customer experience has become the new master. Satisfy your customers, and grow rich. This is radically different than what business schools taught twenty years ago. Customer experience has always been a survey, an afterthought, a checkbox. Now it is your primary profit generator.

The “customer experience’ bandwagon marches on with a new Toolkit 2018 survey from researcher WARC saying that 53 per cent of brands and 58 per cent of agency respondents reckon it’s the key to “digital transformation.” All of which helps the big consultancies more than agencies as they compete for client budgets in a period of low sales growth, fragmented communications and commoditised products.
